HubSpot Help Desk Ticketing and SLAs Guide
Support requests arrive through email, chat, forms, and social, and they pile up faster than any team can staff for. When they live in separate places, tickets go missing, the same question gets answered five times, and a promised four-hour reply quietly turns into two days. HubSpot's Help Desk brings every request into one workspace and tracks your response times as the clock runs. This free guide shows you how to set it up properly, from your first connected channel to your first AI-handled conversation.
What You’ll Find Inside
You will have a help desk your team works out of every day, response targets that hold up in a report, and a clear view of where AI belongs in your support process. Inside you will find channel setup and migration steps, guidance on building pipelines and routing rules, a full walkthrough of SLA goals and escalation alerts, the reports worth putting on a dashboard, the AI features inside Help Desk and what each one requires, and a four-week rollout plan.

What is HubSpot Help Desk?
Help Desk is a single workspace where your support team manages tickets from every channel you have connected. Open tickets sit in a list on the left, the conversation sits in the middle, and the customer record sits on the right. Because it runs on HubSpot's CRM, each ticket shows past tickets, deals, and company details on the same screen as the reply box, so agents stop hunting for context across tools.
-
What is an SLA, and why does my support team need one?
An SLA, short for service level agreement, is the response time you promise your customers. In HubSpot you can set three targets, covering how long someone waits for a first reply, for each following reply, and for the issue to be resolved. Without one, "we'll get back to you soon" means something different to every person on your team, and you have no way to tell a good week from a bad one.
-
What do I need to use Help Desk and SLA goals?
Both come with Service Hub Professional and Enterprise. Your agents need an assigned Service Seat to use custom views and see SLA warning labels, and Super Admin permissions are required to configure the SLA goals themselves. Worth checking your seat count early, since agents without one will work blind to the deadlines you set.
-
Can I move to Help Desk from a shared inbox or another ticketing tool?
Yes. Super admins can move chatflows, connected email, calling, and form channels over from the HubSpot conversations inbox, and you can bring historical conversations across at the same time. The move is one-way in the interface, so it pays to set up Help Desk properly and test with a low-volume channel before you migrate your main support address.
-
Can AI answer support tickets in HubSpot?
Yes, at two levels. Triage AI names, summarizes, and categorizes incoming tickets so your queue organizes itself, and Customer Agent answers customers directly using your knowledge base, help docs, website content, and ticket history across chat, email, WhatsApp, and Facebook Messenger. Customer Agent needs a Professional or Enterprise subscription and runs on HubSpot Credits, and you can start it on a small share of conversations and review its drafts before they send.
